Aussies online

Good Aussie stats are rare indeed, particularly unbiassed ones.

ACMA has recently published "The internet services market and Australians in the online environment" which offers good local data with no hidden agenda and a strong sample size.

Some highlights from my own notes:

10.4 million active internet subscribers in Aus (up 17% for year)
8.2 million mobile handsets (up 21%)
83% of Aussies online, of which 74% daily
$143 billion in online orders last year (up 15%)
3.5 million Aussies interested in Internet TV
2.5 million interested in video call by TV
2.3 million went online to do a VOIP call in month of Dec 2010
8. Data downloaded over mobile up some 462% last year but still 91% of overall data is downloaded by fixed line

Also from Ericsson, EVERY person in the world will have access to mobile phone service within five years and half the handsets will be smartphones. Will they really? (note the weasel words "have access to").

On blaming the client

In our industry a poor workman can't really blame his tools so the client is (all too) often framed. Client bagging is tiring to hear and in the long run it can only paint UX in a bad light.
Jordan Julien from UX Magazine offers some well presented strategies for getting the most from different types of client.

You're not a UX designer if you can't work well with your client. UX is not just about the user it's about internal relationships and doing good business too. As Paul Boag rightly points out;

"The truth is that business objectives should trump users’ needs every time. Generating a return on investment is more important for a website than keeping users happy". Paul Boag.

Having earlier questioned this based on behaviour of the status update box I can now confirm that Facebook WAS designed by monkeys, having looked at the behaviour of Friends functions.

FOUR links to friends with FIVE different behaviours and no indication of which behaviour to expect.
So:

Status updates = mess,
Messages = mess,
Friends links = mess.

What goes up must come down and I have a hunch that Facebook has peaked.

A nice simple thought for the day. "Which monkey designed the most popular site in the known universe?"

It's part of our daily lives and we get used to its numerous flaws but here I have 4 different input fields, from the same interface, on the same day, and they each behave differently. Worse still they are core to the experience, being on status updates and messaging.
In some, enter does an old fashioned carriage-return (Gen Y pls see typewriter) and on others it sends your message. I got caught out and sent half written messages and status updates twice this very day.

Presumably they must pay peanuts.

User Centred Design Gold. For FREE

The gold we pan for in User Centred Design is good user input.

The finest gold is that which is genuine and passionate, from the widest range of users and pure (no influence from test conditions). Better still if it was free, ongoing and took little or no effort to obtain then it would leave more time to focus on design.

The rise in popularity of Twitter prior to the launch of T-Hub provided an unprecedented opportunity to observe what real users were thinking about the product.

Previously when you released a product you pushed it out and hoped it was well received. The lucky projects benefited from some user testing but it would be limited in scope, time and the impact of test environment/conditions.

Product release was akin to putting a bottled SOS message into the ocean. From the shore you can anticipate what the journey might involve and prepare the bottle & message appropriately. Then you can wait for the right tide and weather conditions for success, but without ongoing monitoring and adjustment you have no influence on whether it will reach a target.

With a simple Twitter search and something like Tweetdeck you can see the genuine and unsolicited shouts of hundreds of users in real-time. As tweets are naturally skewed towards the very positive or very negative they are naturally the most useful to act upon. These passionate comments provide a general sense of what people find good or bad as well as pinpoint feedback. Our project has used these to change direction and focus, sometimes quite dramatically. The entire resources of the project has been shifted more than once in direct response to such customer feedback. Like putting a punctured inner tube into water, it is easier to fix a problem if you can pinpoint its location and see how big the leak is.

This went live in recent days. A clean and simple webmail application for T-Hub that I designed and prototyped earlier in the year.This particular project aimed for simplicity and was notable for the impact that peer reviews had on removing non-core features, which added to the overall experience.

The next internet revolution will be on your TV

Mapping out recent internet evolution I personally think we're in the midst of the 3rd internet revolution and I'm wondering what the 4th might be. The current one (Web 3.0 if you like) is migration from the PC to other devices. Bought about by the migration from heavy specced desktops to netbooks, games consoles (increasingly internet/media devices), smartphones, iPads/tablets and next to TVs.
The following factors all indicate that the TV is the next big thing set for revolution, and a revolution in which Google TV is very much the tip of the iceberg:

The big players lined up to merge internet and TV
The cloud and thin client are now ready
A growing preference for streaming over downloading, renting over owning. Watch once & discard.
Disillusionment with a plethora of boxes and remotes by the TV
HTML5 and upcoming browser based, thin client Chrome OS
Set top box/games console/HDD recorder etc are ripe for abstraction to SAAS
eCommerce went from PC to smartphone but its natural home is surely our TVs
Skype-like services are already migrating to the TV
The home network and multi-device homes are the norm
The (Australian) Government is spending $43 billion on a National Broadband Network. What media needs fat pipes? HD Video. Where does HD video belong? The biggest screen in the house.

Caller Tones replace the ring-ring when your friends call you with something personal, like your favourite Kylie track.

Nice to see, 650 people have joined already and 139 have clicked like, plus some have given reviews with an average rating of 4.6 out of 5.

Online storage solution Dropbox offers extra free space for recruiting a friend and gives both of you the free space. Not only that, it's done so well and made so easy with Facebook and Twitter integration plus retrieving contacts from Hotmail, Gmail etc.

VIDEO | Telstra's T-Box seems more akin to something Apple would have produced -- it's really quite impressive.

In this video Telstra’s Julie Ceresa demonstrates the user interface of the telco’s new T-Box integrated personal video recorder, TV tuner and IPTV platform, at Telstra’s Sydney headquarters at 400 George St.

We were quite struck by the ease of use and ‘flow’ demonstrated by the T-Box’s user interface — it seemed more akin to something designed by Apple, or Microsoft’s Xbox 360, than something Telstra would produce

It has also received a favourable Cnet first impressions review in which the challenge of making the home phone cool was compared with the challenge of resurrecting John Travolta's career pre Pulp Fiction.

Well, a new decade. It's hard to think back to where we were a decade ago.

Y2K had just fizzled, the dotcom bubble hadn't yet exploded.

A PC (just about) ran Windows 98, had a processor measured in Mhz and maybe a 20 GB hard disk. Less than modern smartphones. Although we marveled at it's "multimedia" capabilities, it really amounted to being able to look at low-res pictures and clunkily play a bit of music. It was beige and had a CRT monitor that weighed so much you weren't allowed to try and move it at work, for fear of damaging your back. You regularly shared files limited to kb on floppy disks, though they were so unreliable that it was like russian roulette.

Mobile phones were black and white screened and limited to just phones, no camera, no music, no mobile internet. The iPod wasn't around. Taking your music with you literally meant taking your Cd's (worse still but slightly more mobile, cassette tapes) with you.

Websites were basic and limited to reading information (pre Web 2.0 read, write, revolution), they ran across dial-up internet connections and lots of tea was drunk whilst waiting to be wowed by... well not much at all.

Microsoft still remained a giant, Google and Yahoo were on a par and in relative infancy. We kind of had cloud computing, in the form of Hotmail, though it was so slow and cumbersome that even sharing a photo was slow, low-res and subject to upload or download dropouts.

It all seems very old-hat now, but back then it seemed amazing, a new frontier and enabled us to do things we hadn't been able to before. For myself I was travelling on the other side of the world and loving the fact that I could email home. Flickr, Facebook, Youtube and smartphones were yet to make it even easier for later generations.

What did the 2000's give us?

Here's the interesting part though, things like the following didn't exist, many weren't even dreamed of and others remained part of science fiction. Wikipedia, Google Maps, iTunes, Youtube, Skype, flat-screens TVs, iPods, mobile facebook updates, twitter, wifi, geo-tagging, user-generated content, flash drives, netbooks, blogs, mash-ups, video-calls, video on demand, IPTV.

What's next?

So what's coming that we haven't dreamed of yet and don't realise we are missing? It'll be far more than the 3DTV, Tablet devices and Cloud computing that are on our current horizon.

ACMA released a report today which confirms what we already know... our mobile and online usage is growing at a staggering rate. Research that shows the extent to which we are online more, in more places, downloading more data.

Mobile services up 9.5% on a year earlier.

3G mobile services up 43%

Wireless broadband up to 25% of all internet subscribers

Data downloaded up a massive 80%

Average time online up 21%

Your old home phone looking a bit tired and 20th century?

Telstra is soon to launch T-Hub, a touch-screen tablet home phone which includes web and media features. The upcoming features are a dramatic shift from your old home phone; make calls, conference call, view visual voicemail, use integrated Yellow pages as well as play music, watch video or TV, show off photo slideshows AND browse the web.

The UI is entirely designed by our Customer Experience team (including myself), providing real challenges in designing a new format touch-screen experience.

UK trends - self service

Some time ago I read a Time magazine article saying that a revolution in self-service was going to be one of the next big things. I had my doubts but on a recent trip to the UK I was surprised to see that this is well underway. To my surprise I kind of liked it much more than I thought...

I experienced it in KFC, Safeway and Argos (traditionally a catalogue store, now Amazon-like with online channel plus high-street outlets). 3 slightly different stores with their own unique problems to solve.

In KFC touch-screens basically mimic a menu, you pick yourself and swipe your card to pay. Only at food collection do you have to try and interact with the spotty teenager with a lot to learn about customer service.
Argos, well basically a touch-screen catalogue. For a while now you've entered the catalogue number on a mini-terminal to see if it's in stock but now you do the whole order plus payment.
Safeway, well you can join the checkout queue or skip it and do the barcode scanning yourself. Pop the item in your bag and it's weighed to make sure that you're not skipping the scan. If something is a problem then one assistant hovers around 10 or so terminals to help out, dramatically cutting staff costs, customer queues and in the end lowering prices.

So why now?

Well, older generations are becoming more comfortable with technology (though alternatives are still offered), touch-screen technology is vastly improved and I guess sometimes the only way to get good customer service is to do it yourself!

Web & technology trends for 2009

2008 is coming to an end and various publications will be getting out their crystal balls to make wild predictions about what the buzz-techs of 2009 will be.

Here's my look into 2009, along with a look back at developments in 21st century technology (funny how 21st century technology used to conjure up images of spaceships and sci-fi). It's quite amazing to see how far we've come in less than a decade.

So, in no particular order, in 2009 I think we'll hear a lot about:

Open ID (because we're all sick of id's)
Google Android
GPS based apps (because it'll hit critical mass this year and we're all looking for the killer location based app)
Web based storage (because we all have too much love invested in our digital media)
Cloud computing/SAAS (MS Office released in browser this year, along with IE8)
Windows 7
Touch interfaces (because Apple has shown us how enjoyable they can be)
IPTV (because it's time, the tech is finally here)
Social networking aggregation (because putting our photos on one site, video on another etc and having multiple logins and lists of friends is just plain silly)
iPhone and iPhone pretenders (some things don't change so quickly)

Whereis Everyone

This is a "buddy finder" that allows you and friends to locate each other in realtime from your Telstra mobile or online. Appropriate privacy and safeguard measures are built in to provide control and security.

I'm now working on the customer experience of Whereis Navigator, a mobile client to find your way around town. Here's a nice little flash demo of the existing version.
I think this is a really great product. Mounted in-car on a suitable device like a Blackberry Bold or an HTC Diamond it really does the job. For someone like me who doesn't really need a dedicated device it's great to have the option of using a device I already own and you can even use it on a "day-pass" for the price of a latte if you only want to pay for it occasionally.

As it's connected to the internet and GPS it will soon have live feeds of handy stuff like traffic incidents, cheapest fuel nearby and even public transport and flight connections. A handy piece of software that works well when you need it and doesn't clutter up your life when you don't.

10 things I picked up about... Digital strategy

Nothing spectacular or revolutionary here, just some common sense tips and insight about digital (or online) strategy.

1. Research. A strategy relies on solutions to problems. This relies on knowing stuff and knowing stuff relies on research. Build perpetual research into your daily web browsing. Read lots and collect solutions all the time. Pop them into your head and bookmarking tools in case a matching problem arises. Store up a library of shortcuts, RSS feeds and documents for a rainy day. Become the guy who "just knows stuff".

2. Think about your audience. They matter, put yourself in their shoes. Marketing and comms depts require very different strategies to IT depts. Beyond the department, who's the ultimate decision maker? What are they trying to achieve? After you deliver the strategy, what does the client that engaged you need to do to make it work? How can you make it easy for them? How can you make them look good? How can you, a single person, help that organisation make a difference?

3. Listening.

Thinking is hard work. Minimize hard work at all costs and instead listen, really listen. Listen to customers, listen to business

representatives, listen to the receptionist whilst you are waiting for your meetings. Listen to anyone that wants to talk. To fill any uncomfortable gaps between listening, ask questions. Ask

what's bugging people, what they're trying to achieve, where would they like to be in an ideal world. They will love to talk about this because they are sick of banging their heads against a

wall. They have been thinking about better ways of doing things since they finished the morning tea of their induction. Don't do the hard thinking, listen.

4. Enablers and influencers. This is the fun part, research all the good innovative and future-tech stuff and write about any that might have any relevance to the client organisation. At this stage don't talk about the relevance, just tease your audience with news about the good stuff that's available. Get them thinking about what is possible. Later you can show them that you have already thought about the ideas they are forming in their heads, but in more detail.

5. Barriers.

The client (any client that will pay you to look at this) has incredible barriers to innovation. If you listened properly in your research meetings you will have been told ALL about these.

Again and again! Describe them all, from the burden of past legacy to the "too hard bucket". Describe them exactly as they exist. Take care to plant the seed in the readers mind that "this barrier is ridiculous, it's high time we tore it down". Take the reader on your journey.

6. Your strategy. You could just blah on about the issues and anecdotes you heard on your little trips to their headquarters. Or you could list out some random ideas. You could talk about some fancy new technology that takes your fancy. What you should do is quite simply tell them what they need to do. Be pragmatic and practical. Perhaps do the basics first, mix some early revenue earning projects in, get some early wins and target areas of maxium impact first. Meanwhile start a parallel stream on infrastructure for more extensive projects that will take a lot of work. Group various ideas into categories or streams of work, 5-9 streams work well, link them to something sensible like achieving various elements of the overall business strategy or to milestones where the solution evolves to a defined stage. Make sure your strategy seems doable within the context of the organisation, don't do elements too fast or too slow, ensure that all parts of the organisation are included and that various political agendas are met. Prioritise according to the overall business need and not according to who shouts the loudest. Throughout your

strategy development think a) does this help with the overall busines strategy and b) does it help customers. Ensure that each stage that you define in the evolution of your strategy takes the business to a significantly different level of capability.

7. Your deliverable is critical, the process you took to get there... less so.

I'm not a big process person. I think you understand your audience, you understand your task, you think about it and you produce your deliverable. I start my deliverable structure really early on, it helps to focus the research and the work. I write to my deliverable regularly, think about the empty sections constantly and review completed sections when I am temporarily lost.

8. Telling a story. Your strategy deliverables are a story. They have:

a beginning - the strategic objectives of the business and the needs of customers
a middle - all of your great research about barriers, enablers, competitors etc
an end - your application of research to business objectives

Anything else is a diversion, a snore-fest. I know you did heaps of great work that was incredibly necessary. However the client only needs to be reassured that you did it. It's just a comfort blanket that can be tucked away in an appendix for the die-hards that care to look for it. Do not let your pride in your work get in the way of their story.

Narrate your story.Imagine you're writing for one of those dumb TV shows that has ads every 6 minutes. This is what the story is, this is what we just learned, this is what we'll learn next, this is why and these are the main points I want you to take away with you.

Drive things home. Don't just say things, make sure they are heard. Use big numbers, summarise key points, talk about consequences, use pretty statistical charts, mention competitor advantage. From my experience the two big hitters to drive things home are big dollar savings and "x% of the customers we surveyed said they wanted this".

9. Use pretty pictures.

Let's face it, when we read a business document we become like a 2 year old, happy to look at the pictures and make up our own story. We scroll down, absorb the pictures and diagrams and in our minds we make up some words to go with them. Use diagrams to summarise your document and make it easy for the more casual "readers" of your deliverable. Boil your strategy down to a one page summary diagram.

10. Becoming invincible. Bulletproof shields are expensive but don't worry, a good document review will do. Imagine your client giving feedback on your strategy. "I loved it. Fantastic. (wait for it)... BUT..." Find and armour the achilles heal of your document. Do some more thinking and some fancy writing, elminate that BUT.

So this is how it goes...

1. Here is your business strategy and your employees/customers are miffed about x, y and z.

2. The cool guys are using these great little enabling toys and business practices. Their employees/customers rave about them.

3. No you can't have these cool toys because you're not cool, you have all these silly barriers.

4. If you remove these barriers you can have the cool toys that the cool guys have. This is how they would make you cooler than them.

5. Here are the steps you need to take (and the dollars) to be the coolest kid on the block. Yes it's a lot of effort and cost but look at the benefits the cool kid gets.

6. This is why you should do it and most importantly this is what will happen if you don't.

Sounds too easy? Well it is really, there's nothing mystical, mysterious or mind-boggling about it. All you are doing is listening to business problems, listening to customer problems, researching solutions and putting them in an order of delivery that is doable. The basic skills of any business analyst put to work at a slightly different level.
